셀프리더십, 서비스지향성, 의사소통능력이 서비스회복에 미치는 영향 -감성지능 조절효과를 중심으로-

국문 초록

본 연구에서는 서비스회복을 위한 서비스기업 고객접점 서비스제공자의 역량으로 셀프리더십, 서비스지향성, 의사소통능력과 종속변수인 서비스회복노력의 영향관계와, 이들 관계에서 감성지능이란 조절변수의 영향력을 파악하고자 한다. 이러한 영향관계를 규명함으로서 서비스기업의 서비스접점제공자의 개인역량 강화를 위한 요인을 도출하며, 서비스기업의 경쟁력있는 발전 방향을 모색하고자 한다. 연구를 위해 항공사 객실승무원과 서울시내 특 1급 5곳의 서비스 접점 제공자에게 유효표본 총 250부를 토대로 탐색적 요인분석, 확인적 요인분석, 상관관계분석,회귀분석을 통해 결과를 도출하였다. 분석결과, 셀프리더십, 서비스지향성, 의사소통능력 등의 독립변수가 서비스회복노력에 정(+)의 영향을 미칠 것이라는 가설을 모두 지지하는 것으로 나타났다. 하지만, 감성지능의 조절효과는 일부 가설에서 통계적으로 비유적인 것으로 나타났다. 본 연구 결과를 통해 서비스기업은 서비스지향성, 의사소통능력을 함양할 수 있는 교육프로그램을 마련하고, 셀프리더십 등 자발적으로 자신의 인성과 능력을 개발할 수 있는 유무형적인 지원이 요구됨을 시사한다. 향후에는 감성지능 하위요인을 세분화하여 분석에 포함시킨다면 보다 구체적인 이론적, 실무적 시사점이 도출될 것으로 사료된다.

영문 초록

This study aims to figure out a correlation between server`s ability for service recovery such as self-leadership, service directivity, communication ability and efforts of service recovery as a dependant variable and then effectiveness of an adjusting variable “emotional intelligence” within this relation. By verifying this relation, we`re trying to find out a cause for the enforced individual capability of a server and grope for how to develop competitiveness of service firms. Based on validated 250 samples from airline cabin-crews and service-encountering servers of one 5 star hotel in Seoul, conclusion was drawn through searching cause analysis, identical cause analysis, correctional analysis, regression analysis. As an analysis result of this study, the hypothesis is found true that independent variables such as self-leadership, service directivity, communication ability and so on give positive effect on efforts of service recovery. However, some hypothesis is shown that effectiveness of adjusting “emotional intelligence” seems statistically figurative. As a result, it is recommended that service firms should arrange educational program in order to enrich service directivity and communication ability and require both tangible and intangible support like self-leadership…etc to develop individual character and ability spontaneously. We consider that more specifically theoretic and practical result can be drawn if later, subordinate causes of emotion intelligence are classified and included in an analysis.
