국문 초록

고객접점직원의 정서는 직원 개인적 차원을 넘어서 직장 내 대인관계, 기업의 서비스 질, 직무수행과 서비스를 제공받는 고객과도 매우 밀접하게 관련되어 있다는 점에서 중요성을 갖는다. 이러한 점에 착안하여 본 연구는 고객접점직원의 정서조절을 위한 통합예술치료 프로그램을 연구, 개발하여 적용함으로써 이의 효과를 알아보는 데 목적을 두었다. 이를 위하여 고객접점에서 근무하고 있는 직원 2명을 대상으로 주 2회, 80분씩 총 18회기 동안 통합예술치료 프로그램을 진행하였다. 본 연구의 결과는 다음과 같다. 첫째, 정서조절의 구성요인과 연구참여자의 심층 인터뷰, 사전 검사를 통해 분석한 집단의 정서조절 특성을 반영하여 프로그램을 개발하였으며, 단계별 목표는 초기의 라포형성 및 정서인식, 중기1의 정서표현 및 정서수용, 중기2의 충동적 감정조절 및 대인관계, 후기의 정서의 통합으로 구성하였다. 둘째, 연구참여자는 사전 점수에 비해 사후 점수가 긍정적으로 변화하였으며, 사후1의 검사 결과보다 사후2의 검사 결과가 평균적으로 더 긍정적으로 변화하였다. 셋째, 회기별 분석 및 인터뷰 분석을 통해 연구참여자의 정서인식, 정서표현, 정서수용, 대인관계, 충동적 행동과 감정 조절, 긍정적‧부정적 정서의 활용 능력에 대한 긍정적인 변화가 나타났음을 알 수 있었다.

영문 초록

The emotions of the customer representative are closely related to the overall work life. To this end, this study sought to find out the effectiveness of the development and application of integrated art therapy programs to control the emotions of customer contact employees. To this end, we conducted an integrated art therapy program consisting of a total of 18 times for 80 minutes for two employees working at customer contact points. The results of this study are as follows. First, an integrated art therapy program was developed by reflecting the emotional control characteristics of the subjects analyzed through in-depth interviews and pre-examination based on the emotional control components. The goals of each stage consisted of intimacy building and emotion recognition, emotion expression and emotion acceptance, impulse emotion regulation and interpersonal relationships, and emotion integration. Second, the effectiveness of the program changed more positively after 60 days than immediately after the end of the program. Third, through session-by-session analysis and interview analysis, we were able to see positive changes in the overall process of the integrated art therapy program.
