국문 초록

운영역량에 대하여 운영관리 분야에서 많은 실증연구가 이루어져 왔으나 대부분이 제 조업을 대상으로 하였을 뿐 서비스 분야에 있어서는 학문적인 논의가 부족하였다. 특히 운영역량의 구성차원에 대해 논의의 일치가 이루어지지 못함으로써 서비스 마케팅 분야에서 발전되어 온 서비스 품질 측정모형과 같이 운영역량을 측정하고 평가하기 위한도구가 아직 제대로 마련되지 못하였다. 본 연구에서는 제조업을 대상으로 한 기존 연구들이 제시한 운영역량 측정모형을 서비스업의 특성을 반영하여 수정하고, 최근 관심이 높아지고 있는 고객경험관리를 운영관리적 관점에서 분석함으로써 이를 서비스 조직의 운영전략 차원에서 평가하고 관리할 수 있는 단초를 마련하고자 한다.

영문 초록

Although the ability to achieve operational excellence along multiple capability dimensions such as cost, quality, delivery, and flexibility simultaneously is increasingly regarded as a core of competitive advantage, but measuring the overall service operations capability has been frustrating because there is no generally recognized metric tailored for service industry. This study tried to construct a metric for operations capabilities including customer experience management, which is getting important as the modem economy has been shifting from product-dominant paradigm to service-dominant paradigm. The survey was conducted on the domestic hotels through phone call and 102 data sets were collected. Statistical tests are applied to test the reliability and the validity of the suggested metric and we could confirm them.
